How to retrieve an article in Zoho Desk

Get details of a specific help center article.

Zoho Desk's knowledge base lets you pull articles directly into tickets and email responses, saving agents time when answering customer questions. This feature is available on both the web platform and mobile apps.

Support agents handle repetitive questions daily. Rather than typing the same answer multiple times, you can retrieve and insert relevant knowledge base articles into your ticket responses. This cuts resolution time and ensures consistent, accurate information reaches customers. Mobile access means you can grab articles even when working on the go.


Step-by-step


Step 1. Access the knowledge base from a ticket.


Open a ticket in Zoho Desk. While composing your email response or viewing the ticket details, look for the option to insert knowledge base content. On mobile (iOS v2.4.9 or later, or Android), agents can access KB articles directly within the ticket details view or while composing an email.[1]


Step 2. Search or browse for the article you need.


Once you've opened the knowledge base panel, search by keyword or browse available articles by category. The system will return matching results based on your query. Select the article that best answers the customer's question.


Step 3. Insert the article into your response.


Click or tap the article to insert it into your email draft. Zoho Desk will embed the article content, allowing you to send it directly to the customer or edit it further before sending. You can also add your own commentary around the article if needed.


Step 4. Send the ticket response.


After inserting the article and adding any personal notes, send the response as you normally would. The customer receives both your message and the full article content.


Common pitfalls


Mobile users on older app versions won't see the knowledge base feature. Make sure your Zoho Desk app is updated to the latest version—iOS users need v2.4.9 or later.[1] If you're on web and don't see a knowledge base option, check that your organization has articles published and that you have permission to view them.


What to check


  • Confirm your app version matches the minimum requirement for KB access (iOS v2.4.9+, or any recent Android build)
  • Verify the article you inserted displays correctly in the preview before sending
  • Test that the customer receives the full article text, not just a link
