Assignment Rules in Zoho Desk

Criteria-based rules that route incoming tickets to the right agent or team automatically.

Assignment Rules in Zoho Desk eliminate the manual work of routing incoming tickets by automatically directing them to the right department and agent the moment they arrive.

What is it

Assignment Rules in Zoho Desk are a condition-based automation feature that evaluates each incoming ticket against a set of predefined criteria and then moves it to the appropriate department and assigns ownership to a specific agent—all without human intervention.[4] When a ticket's properties match the conditions defined in a rule, Zoho Desk triggers the associated actions, such as transferring the ticket across departments and setting an owner in the destination department.[3] This removes the need for a dedicated helpdesk coordinator to manually triage and route every request, reducing response delays and the risk of tickets falling through the cracks.[4]

When to use it

  • Your support inbox receives tickets that span multiple product lines or departments, and you need each ticket routed to the team best equipped to handle it without manual sorting.[3]
  • Your team handles high ticket volumes and unassigned tickets regularly sit idle because no one has claimed ownership, causing SLA breaches.[4]
  • You want to distribute workload evenly across agents using a round-robin assignment model so no single agent is overwhelmed.[4]
  • A ticket arrives in one department (for example, general support) but clearly belongs to another (for example, billing or a specific product team), and you need it moved and re-owned automatically.[3]
  • You are onboarding new agents and want rules to control which ticket types they receive based on skill level or product specialization.[4]
  • Your organization operates across time zones and you need tickets assigned to agents who are currently available in the relevant region.[4]

How to access it

Assignment Rules are available on Zoho Desk's Professional and Enterprise plans.[3] To configure them, navigate to Setup → Automation → Assignment Rules within your Zoho Desk portal. From there you can create a new rule, define the criteria that incoming tickets must match (such as channel, subject keywords, contact type, or department), and specify the resulting actions—department transfer and agent assignment—that fire when those conditions are met.[3][4] Rules are evaluated in the order they are listed, so priority sequencing matters when multiple rules could apply to the same ticket.

Related features

  • Round-Robin Rules — complement Assignment Rules by distributing tickets evenly among agents in a department rather than routing to a single named owner.
  • Workflow Rules — a broader automation layer in Zoho Desk that can trigger email alerts, field updates, and task creation alongside or instead of ticket assignment.[4]
  • Automatic Triaging — an intelligent ticket-prioritization capability that works in tandem with assignment to ensure routed tickets are also ranked by urgency before agents pick them up.[4]
  • Macros — allow agents to apply bulk actions to already-assigned tickets, making them a useful complement once Assignment Rules have handled initial routing.
